Six out of ten calls went to voicemail. Only one in four reached a real person.

We wanted to see what it feels like to reach out to a law firm. Most calls happened in the afternoon and evening – ordinary hours when people call after work, after school, or after a hard day. These were not late-night calls. They were the moments when clients most often reach out for help.

How we ran the calls

Most firms were family law or personal injury practices, with some immigration, real estate, wills, employment, and criminal defense. If someone answered, we spoke with them. If not, we left a message. Every time, we tracked what happened from the first ring to the end of the call.

Most calls ended in voicemail

Outcome

Calls

Share

Voicemail

124

62%

A person (receptionist, attorney, or answering service)

47

23.5%

Another connection problem or failed connection

21

10.5%

AI receptionist

8

4%

Voicemail can be useful, and some firms use it well. But too often, voicemail became another barrier. Some mailboxes were full. Some gave no way to leave a message. Some calls disconnected mid-recording or ended with instructions to call back during business hours. Several rang for minutes before reaching a mailbox at all.

An answering system is not the same as a good experience. From the caller’s side, a closed firm and a hard-to-reach firm sound the same.

The phone systems often got in the way

Beyond voicemail, we found smaller problems that add up for callers:

One firm’s menu looped for five minutes. We pressed the same button repeatedly, heard the same recorded message, and eventually hung up.

One call held for about three minutes before a receptionist answered. Another held for two minutes of music and then disconnected.

Some numbers were no longer in service, and one appeared to belong to a different law firm.

Several transfers never completed.

Some receptionists struggled with basic information, or answered with heavy background noise.

Inside a firm, these issues are easy to miss. For callers, each one is a reason to hang up.

When an AI answered

Eight of the 200 calls reached an AI receptionist. The experience was mixed, and the sample is small, so we will not draw broad conclusions.

In one call, the system got our caller’s name wrong, missed digits in the phone number, misstated the company name, and asked for the same information again. It played what sounded like simulated call-center background noise. Another AI told us it couldn’t transfer the call to a person. A third took a message and then routed the call to voicemail.

These are the moments callers remember most. They happen when someone is trying to explain something that matters.

What callers say they want

We recently surveyed 6,000 people on exactly this question, and the results line up with what our team heard on the other end of the line:

89% would rather speak to a real person than AI when contacting a law firm.

1 in 3 would hang up if they were connected to AI instead.

Fewer than a third trust an automated system to handle their inquiry correctly.

Legal matters are personal, sensitive, and often stressful. The first call is where someone decides if they feel heard. That is hard for an automated system, and nearly impossible for voicemail.

What the better calls had in common

A few firms made it easy. Their receptionists answered quickly, spoke naturally, and moved through the conversation without making us repeat ourselves. These calls stood out because they were simple.

One call reached a firm whose phones are answered by LEX. Hearing it from the caller’s side was a good reminder of what a calm, prepared answer sounds like.

At least six calls included more than one language, with Spanish-first menus, English and Spanish options, or greetings in multiple languages. For firms in Boston, Houston, and Austin, that accessibility mattered. It was clear which firms had planned for it.

Questions worth asking about your own firm

The most useful step is the one we took. Call your firm’s main number at 6 p.m. on a weekday and listen as a first-time caller would. Does a person answer? If not, can the caller leave a message? Is there room in the mailbox? If there is a menu, does each option work?

Either way, you will know what your callers hear—and whether it matches how you want your firm to sound.

Keeping law human

At LEX Reception, every call is answered by a trained legal receptionist, 24 hours a day, in English and Spanish. Our team follows your firm’s intake process.

If you want to hear what your callers hear, or talk through your current phone coverage, we are here to help.

Over two weeks in September 2026, we called 200 law firms in Boston, Houston, and Austin.
